Apology letter, Drayhorse Removals, job DR-8841

Apology letter to customer template with a remedy and a follow up

An apology letter that only apologises makes things worse, because the customer still does not know what they are getting. This one page example from a removalist owns the failure in the first line, shows what was promised against what happened in three rows, names a $150 credit already refunded, and ends with the date the owner will call.

19 March 2027
Mr Peter Lindqvist, 41 Selby Crescent, Brampton Vale
Dear Peter,

Your move on 12 March, job DR-8841: an apology and a credit

Your furniture arrived a day late and two boxes were damaged. You paid for a service meant to take the stress out of moving and it did the opposite. I am sorry. Here is what happened, what we are doing about it, and what we have changed.

What was booked
What we promised
What happened
Load at Brampton Vale
12 March, 8am to 11am
12 March, 8:10am, on time
Delivery at Thornbury
12 March, by 4pm
13 March, 11:20am
Condition on arrival
All 48 cartons intact
46 intact, 2 crushed

The cause was ours. The second truck was rostered to two jobs on one afternoon because the dispatch board was updated by phone and never written down, and when the first ran long there was no slack. The crushed cartons were stacked under a wardrobe base, which our loading rule forbids.

The credit, and the damaged items
A credit of $150 was applied to invoice DR-8841 and refunded to your card on 18 March. The two damaged cartons are covered separately under the transit cover, and the claim form is enclosed with a reply paid envelope.

We changed one thing, not a list. From 16 March no job is added to a truck by phone, and the afternoon slot on a full day move is blocked out rather than sold. The board is checked at 6am and 1pm daily.

I will call you on Tuesday 24 March to check the refund has landed and the claim is moving. Before then, call me on 02 8844 1190 and ask for me by name.

Yours sincerely,
Rosa Petrakis, Owner, Drayhorse Removals Limited

How to adapt this document

For a failure that affected many customers at once, keep the structure but move the cause into a short public statement and send each customer the remedy that applies to them, because a mass letter that describes an outage in general terms leaves every reader wondering what they personally get. For a mistake that cost the customer money rather than time, replace the goodwill credit with a calculation showing how the figure was reached, since a round number in that situation reads as a negotiating position. For a failure where an insurer is involved, keep the apology and the prevention step, and replace the credit paragraph with what has been lodged, the claim number and who will call. Always keep the follow up date.

What makes this document work

Promised against happened, in three rows

The load ran on time at 8:10am, the delivery was promised by 4pm on 12 March and arrived at 11:20am on 13 March, and 46 of 48 cartons were intact. Putting the part that went right in the table is what makes the reader believe the two rows that went wrong.

The cause is named, and it is not the weather

The second truck was rostered to two jobs on one afternoon because the dispatch board was updated by phone and never written down, and the crushed cartons were stacked under a wardrobe base, which the company's own loading rule forbids. A vague cause reads as a company that has not looked.

One change, with a date, not a list of intentions

From 16 March no job is added to a truck by phone and the afternoon slot on a full day move is blocked out rather than sold, with the board checked at 6am and 1pm daily. The letter says plainly that this is one thing, not a list, which is what makes it credible.

Questions people ask

Should a business apology letter admit fault?

In a service failure like this one, yes. The letter says the cause was ours and names the rostering mistake. Where the facts are genuinely unclear or an insurer is involved, apologise for the customer's experience and describe what is being investigated, but do not write a letter that blames the customer while pretending to apologise.

What should a customer apology letter include?

Four things: what happened, why, what the customer gets, and what changes. This one adds a fifth, a date the owner will call. A letter with an apology and no remedy leaves the customer to chase, and a letter with a remedy and no prevention step tells them it will happen again to somebody else.

How much compensation should an apology letter offer?

Enough to be felt, and calculated rather than plucked. The $150 credit here is on a job where the failure was a day of delay. The two damaged cartons go through the transit cover separately, with the claim form enclosed, because a goodwill credit and an insurance claim are different things and mixing them creates an argument.

Does apologising affect a consumer's legal rights?

Their rights come from the law and the contract, not from the letter. Under Australian consumer law a service that is not carried out with due care can require a remedy, and for a major failure the customer may cancel and seek a refund. A goodwill credit does not displace that, and this letter does not suggest it does.

Should the apology come from the owner or the account manager?

From whoever can fix it. This one is signed by the owner, gives a direct number and asks the customer to call and ask for her by name rather than going through the office line. A form letter signed by a department is the thing customers screenshot.

When should an apology letter be sent?

After the facts are known and the remedy is done, not before. This letter is dated 19 March, a week after the move, and says the $150 was refunded on 18 March. Sending an apology while the customer is still waiting for the outcome is a second failure, because it asks them to be satisfied with words.
