Who You Deal With Now That The Sale Is Done

Customer success lead, and the person accountable for the four success criteria. Weekly during the first ninety days, monthly after that. Escalate to her before anyone else.

Dev Sarangi

Implementation engineer. On site at Warrington for the first three weeks, then two days a fortnight until go live. He owns the data migration and the integration to your finance system.

Priya Naidoo

Trainer. Runs the twenty engineer sessions and the two supervisor sessions. She writes the job aids, and she will rewrite them after the first region goes live.

The support desk

Not a named person, deliberately. Two hour response on a P1 during working hours, four on a P2. Your engineers get the same desk your office staff do, with no separate queue.

What We Heard, And What We Do Not Know

Taken from the four discovery sessions between May and August, and read back so you can correct it.

What You Told Us

First time fix has sat at 71 percent for three years and the board has asked for 80 by the end of 2027.

Engineers still carry paper job sheets, and about a fifth of them never reach the office in the same week.

Invoicing lags a completed job by eleven working days, which is the single biggest complaint from your finance team.

The 2023 attempt at a field app failed because it was rolled out to all six regions in one weekend.

What We Do Not Know

Whether your asset register is accurate. We have seen the export and roughly a fifth of the records have no site attached.

How your subcontractors will be handled. Forty one of the 240 engineers are not employed by Orrell.

Whether the finance integration can write back on the same day, which depends on a system we have not seen yet.

Who signs off a change to the job sheet once it is live. Nobody in the sales process could name that person.

What Engineers Ask

Taken from the first sessions at our other field service customers, in the order they usually come up.

Does it work with no signal?

Yes. The app holds a full day of jobs offline and syncs when it finds a network, and it will not lose a job sheet if the battery dies.

Is it tracking where I am?

Location is recorded at job start and job finish only, never between them, and your regional manager sees the same view you do.

What happens if I get it wrong?

A submitted job sheet can be corrected for seven days by the engineer who raised it, without a supervisor being involved.

Do I have to use my own phone?

No. Orrell is issuing rugged handsets to all 240 engineers before training, and the app is not installed on personal devices.

When does the paper stop?

Not at go live. Paper runs beside the app for a full month in every region, and it is retired only when that region asks.

What makes this deck work

It says what it does not know

The right hand column of slide four lists four open questions, including who signs off a change to the job sheet once it is live. Naming the unknowns at the handover is what stops them becoming a change request in month four.

Baselines are the customer own figures

Every success criterion carries the number Orrell measured from its own job records in August, not an estimate from the vendor. Once the baseline is agreed in the first meeting, the argument about whether anything improved cannot be reopened.

The obligations have owners and dates

Five items the customer has to deliver, each with a named person and a date, and a note that every one of them has stalled an onboarding before. Onboarding rarely fails on the software; it fails on an export nobody sent.

Questions people ask

What should a customer onboarding kickoff deck cover?

Welcome and agenda, the team and escalation path, what was promised in the sales process, success criteria, scope, a phased plan, milestones, roles and responsibilities, what you need from the customer, support arrangements and next steps.

What does a 90 day customer onboarding plan look like?

Four phases in this example: connect and migrate, one region live with the old process running beside it, a measurement gate the customer decides at, then the remaining regions one a week. The gate is the part most plans leave out.

How do you hand off from sales to customer success?

By restating the sales conversation in front of both parties. Slide four of this deck reads back what the customer said across four discovery sessions so it can be corrected, and names the four things the sales process never established.

Why does onboarding matter so much to retention?
